Customer Service Manager
Job Overview
We are seeking an experienced and customer-focused Customer Service Manager to lead and optimise the day-to-day operations of a customer support team for our client based Paarden Eiland, Cape Town.
The successful candidate will be responsible for driving team performance, maintaining high service standards, improving operational efficiency and ensuring a consistently positive customer experience across all support channels.
This is a hands-on leadership role suited to someone who is proactive, analytical and passionate about developing people while delivering measurable improvements in customer service, based in office.
Role Purpose
The Customer Service Manager will provide leadership and operational oversight to the customer support function, ensuring the team delivers efficient, professional and high-quality customer service.
The role will be responsible for managing team performance, monitoring service levels and KPIs, identifying areas for improvement, supporting employee development and collaborating with other departments to resolve customer-impacting issues.
Key Responsibilities
1. Team Leadership & Performance Management
- Lead, coach and support the day-to-day activities of the customer support team.
- Set the standard for professionalism, accountability, productivity and customer service excellence.
- Monitor individual and team KPIs, including response times, resolution rates, customer satisfaction and service levels.
- Hold team members accountable for achieving agreed performance targets.
- Conduct regular performance reviews, coaching sessions and performance improvement plans where required.
- Foster a positive, collaborative and high-performance team culture.
- Recognise and develop high-performing employees and identify opportunities for career progression.
2. Operational Oversight
- Manage team schedules, shifts and availability to ensure appropriate customer support coverage.
- Monitor support queues and workloads in real time and proactively allocate resources where required.
- Identify and escalate operational issues that may impact productivity, service levels or customer experience.
- Ensure effective workload management during periods of high demand.
- Continuously assess operational performance and identify opportunities to improve efficiency.
3. Customer Experience & Quality Assurance
- Act as an escalation point for complex, urgent or sensitive customer matters.
- Ensure customers receive a consistently professional, efficient and high-quality support experience.
- Monitor customer interactions and provide constructive feedback and coaching.
- Identify recurring customer pain points and work with relevant teams to address underlying issues.
- Use customer feedback and service data to identify opportunities for improvement.
- Champion initiatives designed to improve customer satisfaction, reduce customer effort and increase first-contact resolution.
4. Recruitment, Training & Development
- Assist with the recruitment and selection of customer service team members.
- Support effective onboarding and induction of new employees.
- Develop and maintain structured training and coaching programmes.
- Identify individual and team skills gaps and implement appropriate development initiatives.
- Encourage knowledge sharing, mentorship and continuous professional development.
- Build internal capability and support employees in achieving their career goals.
5. Cross-Functional Collaboration
- Work closely with departments such as Sales, Finance, Operations, Product, IT/Technical and Marketing to resolve customer-impacting issues.
- Communicate recurring customer concerns and operational challenges to relevant stakeholders.
- Ensure customer feedback is considered in operational, product and service improvement decisions.
- Participate in cross-functional projects aimed at improving customer experience and business efficiency.
- Support the implementation of company-wide initiatives that impact the customer support function.
6. Reporting & Performance Insights
- Monitor and report on daily, weekly and monthly customer service performance metrics.
- Prepare clear and accurate reports covering performance, trends, service levels and key insights.
- Identify trends, recurring issues, operational blockers and customer themes through support interactions and available data.
- Present relevant insights and recommendations to senior management.
- Monitor customer satisfaction measures such as CSAT, NPS and other Voice of Customer (VoC) feedback.
- Use data and insights to drive informed decisions and continuous improvement.
7. Process, Policy & Continuous Improvement
- Ensure adherence to customer service policies, standard operating procedures, escalation processes and service level agreements.
- Maintain and continuously improve support processes, workflows and SOPs.
- Identify opportunities to improve efficiency, reduce errors and enhance the overall customer experience.
- Recommend and support the implementation of appropriate technology, automation and tooling improvements.
- Ensure processes remain practical, efficient and aligned with business and customer requirements.
Skills & Competencies
- Previous experience in a Customer Service Manager, Customer Support Manager, Contact Centre Manager or similar leadership role.
- Experience within a technical support, technology, SaaS, telecommunications, IT or service-based environment would be advantageous.
- Strong leadership, coaching and people-management skills.
- Proven understanding of customer support operations and performance KPIs.
- Strong analytical skills with the ability to interpret data and identify trends.
- Excellent problem-solving and decision-making abilities.
